The Three Ps of Customer Experience and Why Video Is the Missing Link
By Jason Scott, Founder, DealerPersona.ai
Customer experience has become one of the most talked about topics in automotive retail, and for good reason. Today’s customers have more choices than ever before. They expect personalized communication, immediate responses, transparency, and convenience throughout every interaction with a dealership.
Recently, I had the opportunity to watch the AutoHubShow interview with Jack Hollis, former Chief Operating Officer of Toyota Motor North America. During the conversation, Jack shared what he believes is one of the most important principles for building customer loyalty: People. Product. Process.
Three simple words.
Yet those three words perfectly describe what separates exceptional dealerships from average ones.
As I listened to Jack, I couldn’t help but think about how DealerPersona.ai was built around improving all three of those areas. More importantly, it reinforced something I’ve believed for years: video has become one of the most powerful tools dealerships can use to strengthen each of the Three Ps.
People Still Create the Experience
No matter how much technology evolves, our business is still built on relationships.
Customers buy from people they trust.
They service with advisors who communicate.
They return because someone remembered their name, understood their concerns, and made them feel valued.
Unfortunately, many of those relationships have become increasingly digital. Text messages, emails, chat conversations, and automated notifications have replaced many of the face-to-face interactions that once built trust.
That doesn’t mean relationships are becoming less important.
It means we have to communicate differently.
Video allows dealerships to put the human element back into digital communication. A personalized video from a salesperson introducing themselves before an appointment immediately creates familiarity. A service advisor explaining recommended maintenance on video builds credibility that a simple text message never could. A thank-you video after delivery reminds customers there is a real person standing behind the dealership.
Technology shouldn’t replace people.
It should make people more personal.
Your Product Is More Than the Vehicle
When customers think about the product they purchased, they’re no longer thinking only about the car sitting in their driveway.
They’re evaluating the entire ownership experience.
How easy was it to buy?
How clearly was everything explained?
Did someone keep them informed?
Did they understand the features?
Did the dealership continue communicating after the sale?
Every interaction becomes part of the product.
Video helps dealerships deliver a better product because it creates clarity. Complex technology becomes easier to explain. Vehicle walk-arounds become more engaging. Service recommendations become easier to understand. New owners gain confidence because someone took the time to show them instead of simply telling them.
People remember what they see far better than what they read.
Video transforms information into understanding.
Process Is Where Most Dealerships Lose Customers
Over the years I’ve worked with dealerships across North America, and I’ve noticed something interesting.
Very few dealerships intentionally create poor customer experiences.
Most simply have processes that haven’t kept up with customer expectations.
Customers don’t enjoy waiting for callbacks.
They don’t enjoy wondering where their vehicle is.
They don’t enjoy generic emails that look like they were sent to thousands of people.
They want communication.
They want updates.
They want transparency.
This is where personalized AI video becomes incredibly powerful.
Imagine a customer receiving a personalized service update from their advisor instead of an automated text.
Imagine a salesperson sending a quick video introducing the exact vehicle waiting for the customer before they arrive.
Imagine every recall campaign including a short personalized explanation instead of another generic email.
The process hasn’t become more complicated.
It has become more human.
The Three Ps Work Together
Jack Hollis made an important point during his conversation on the AutoHubShow.
People, Product, and Process aren’t independent initiatives.
They’re interconnected.
The same is true with video.
Video doesn’t just improve communication.
It improves trust.
It improves understanding.
It reduces confusion.
It removes friction.
It shortens sales cycles.
It increases customer confidence.
It enhances every interaction that customers have with your dealership.
One simple personalized video can positively influence all three Ps simultaneously.
AI Makes Personalized Video Scalable
The biggest objection dealerships have traditionally had about personalized video has been time.
“I don’t have time to record hundreds of videos.”
That used to be true.
Today, artificial intelligence changes everything.
AI allows dealerships to create personalized video experiences at a scale that simply wasn’t possible a few years ago. Sales teams can communicate more consistently. Service departments can proactively educate customers. Marketing departments can deliver individualized messages while maintaining the authenticity customers expect.
The goal isn’t to automate relationships.
The goal is to give employees better tools to build stronger relationships.
That’s a very important distinction.
Looking Ahead
The automotive industry has always embraced innovation, but the dealerships that will lead the next decade won’t simply adopt more technology. They’ll adopt technology that strengthens relationships.
Jack Hollis reminded all of us that customer loyalty begins with People, Product, and Process.
I couldn’t agree more.
I’d simply add one more thought.
Video is becoming the thread that connects all three.
It gives people a face.
It helps customers better understand the product.
It transforms ordinary processes into memorable experiences.
At DealerPersona.ai, that’s exactly what we’re working to accomplish every day. We believe technology should never replace the human experience. Instead, it should make every interaction more personal, more meaningful, and ultimately more memorable.
Because when customers feel connected, loyalty isn’t something you have to ask for.
It’s something you earn.
